Bu araştırmanın amacı bir üniversite hastanesinin sunmuş olduğu sağlık hizmetinin hastaların istek ve ihtiyaçlarını ne düzeyde karşıladığını, bu istek/ihtiyaçların beklenen ve algılanan hizmet kalitesini nasıl etkilediğini ve algılanan hizmet kalitesi ile hasta tatmini arasındaki ilişkisini tespit etmektir. Araştırmanın önemi ise hasta memnuniyeti ve kalite algılarına dikkat çekilmesidir. Araştırma verileri SERVQUAL ölçeği dikkate alınarak hazırlanan anket formu aracılığıyla hastalar ile yüz yüze yapılan görüşmelerle toplanmıştır. Araştırmada kolayda örneklem yöntemi kullanılarak 370 hasta araştırmaya dâhil edilmiştir. Araştırma sonucunda elde edilen veriler SPSS 22.0 paket programı aracılığıyla değerlendirilmiştir. Araştırmada kullanılan ölçeğin geçerlilik ve güvenirliğini test etmek için güvenirlik analizi, ortalamalar arası farklılıkların anlamlılığı için t testi ve tek yönlü varyans analizi, hasta tatmini ile hizmet kalitesi boyutları arasındaki ilişki için korelasyon analizi, hizmet kalitesinin hasta tatmini üzerindeki etkisi analiz etmek için ise regresyon analizi yapılmıştır. Araştırmadan elde edilen bulgulara göre hizmet kalite boyutlar bazında eşit ağırlıklı ve ağırlıklı SERVQUAL skorlarının negatif olduğu tespit edilmiştir. Bu durum hastanede verilen sağlık hizmetleri için hasta beklentilerinin algılarından yüksek olduğunu ve sunulan sağlık hizmetlerinin hastanın beklentilerini tam olarak karşılamadığını ifade etmektedir. Ayrıca araştırmada katılımcıların tatmin düzeyleri ile genel hizmet kalite algısı ve hastane tercihi ile hizmet kalitesi boyutları arasında anlamlı ve güçlü bir ilişkinin olduğu saptanmıştır. Araştırma Isparta ilinde hizmet sunan üniversite hastanesinde gerçekleştirilmiştir. Sonuç olarak hastanenin sunmuş olduğu hizmetlerin güvenilir olmadığı tespit edilmiştir. SERVQUAL ölçeğinin hasta beklenti ve algılarını ayrı ayrı ölçme imkânı sağlaması, hastane kaynaklarının etkin bir şekilde kullanılması, hizmet kalitesinin ölçülmesi ve iyileştirilmesi, sunulan hizmetlerin değerlendirilmesi ve rekabet avantajı elde etme açısından hastane yöneticileri için önemli bir yönetsel araç olduğu düşünülmektedir. Bu nedenle hastaneler, hastaların beklentileri ve sağlık hizmetine ilişkin algılamaları periyodik olarak ölçmelidir. The aim of this research is to determine the extent to which health care services provided by a university hospital affect the quality of services that are expected and perceived by the patients, and the relationship between perceived quality of service and patient satisfaction. Importance of research is to pay attention to patient satisfaction and quality perceptions. Survey data were collected through face-to-face interviews with patients through a questionnaire prepared considering the SERVQUAL scale. In the study, 370 patients were included in the study using the easy sampling method. The data obtained from the study were evaluated using the SPSS 22.0 package program. Reliability analysis to test the validity and reliability of the scale used in the research, t-test and one-way analysis of variance for the significance of the differences between the averages, Correlation analysis was used for the relationship between patient satisfaction and service quality dimensions, and regression analysis was used to analyze the effect of service quality on patient satisfaction. As a result of the research, it was determined that equal weighted and weighted SERVQUAL scores were negative in some service quality dimensions. This implies that patient expectations for health services in the hospital are higher than perceptions and the health services offered are not fully met by the patient's expectations. In addition, it was found that there was a meaningful and strong relationship between satisfaction levels of participants and general service quality perception, hospital preference and service quality dimensions. The research was conducted in a university hospital serving in the province of Isparta. Consequently it has been determined that the services provided by the hospital are not reliable. It is believed that the SERVQUAL scale is an important managerial tool for hospital managers in terms of ensuring the ability to measure patient expectations and perceptions separately, using hospital resources effectively, measuring and improving quality of service, evaluating offered services and obtaining competitive advantage. So hospitals should measure the perceptions of patients' expectations and health care services periodically.
